Transformation of Loan Origination

Royal Bank of Canada

The account management team had long expressed concerns about the difficulty of using the loan origination system. However, there was no concrete data to support the need for investment in its improvement, which is why enhancements to the Loan Origination System (LOS) were not included in the time-saving initiatives. To address this, a field study was conducted using cognitive analysis to collect information about the existing process. Meetings and observations were held with twenty account managers, risk managers, and back-office staff. The Cognitive Group analyzed how employees processed information, identified problems, and assessed the impact on operational costs. They discovered 88 types of errors that resulted in a loss of productivity and delays, amounting to $30 million annually. Following the Cognitive Group’s recommendations, RBC chose to invest in upgrading the Loan Origination System. This overhaul, which had initially been left out of the time-saving programs, is now pivotal to RBC’s efficiency efforts. The redesigned LOS enhances productivity by reducing the frequent usage errors seen in the previous version.

BusinessBANKER

National Bank of Economic Development of Senegal

The National Bank of Economic Development of Senegal (BNDE) required a thorough evaluation to create an internal risk rating and loan origination system. It was suggested that BNDE implement the Cognitive Group’s Business Banker application, which was initially developed for RBC. The challenge was to adapt this application to the context of West Africa. Business Banker is tailored to align with bankers' thought processes, offering a user-friendly interface and consolidating functions typically found across multiple applications. This integration enables a seamless flow of information among credit applications, risk assessments, and securities. For instance, it automatically calculates debt service based on credit facility inputs and generates the debt service coverage ratio. Business Banker plays a vital role in BNDE's lending operations and has contributed to its status as a leading bank in Senegal, supporting 11 branches and employing 300 staff members.

Simplification of Mortgage Adjudication

Royal Bank of Canada

In the process of implementing a new system, Cognitive Group was tasked with reviewing the cognitive processes of mortgage adjudicators and identifying areas for optimization. We conducted a cognitive task analysis involving 30 RBC mortgage adjudicators, examining their mental operations and the knowledge and reasoning assessments used by experts. The average time spent on adjudication was 20 minutes—18 minutes for verification, including cross-checks, and 2 minutes for making decisions. While 10% of adjudicators started with preliminary reviews, the majority (90%) prioritized verification first. Through our cognitive task analysis, we demonstrated that redesigning the task to incorporate a preliminary adjudication could save 10% of their time and lessen their mental workload. We also detailed a new user interface to align with the natural mental flow of the adjudication process. Our proposed redesign required preliminary assessments to be conducted first. RBC accepted our recommendations and implemented them throughout the bank. The user interface was streamlined from 50 pages down to just 2 main pages, with additional information accessible via drill-down options.
